"You cannot manage what you cannot measure"
This old adage in our field says that if a firm wants to manage customers, it should know how to measure the value that each customer adds to it.
Customers are the heart of DMC, Thus, measuring customer value is necessary, not only for increased customer satisfaction, but also for successful customer relationship management as it allows for maximisation of revenues on marketing investment when resources are limited.
DMC’s vision focuses on customer satisfaction – delivering by applying quality standards and continuous improvement.
Since 2014, the Customer Relationship Management unit has been working on ensuring and maintaining customer satisfaction and loyalty to build strong and lasting relationships with DMC customers through capturing customer's feedback using proven metrics. 2016 has been a harvest season for the Quality Assurance department.
The core business process team for the Quality Assurance department is responsible of this task.
The team has worked tirelessly throughout 2016 to bring DMC’s vision to fruition. One of the most important projects of the year was the development of a BI (Business Intelligence) report to measure customer activity metrics and popular customer selection strategies.
The advantages of this report include:
1. Determining the value added by each customer.
2. Identifying DMC’s active customers.
3. Creating a customer retention strategy.
4. Creating customer loyalty programmes.
5. Creating VIP customer privileges.
Here is one of the important metrics we used:
RFM method:
RFM stands for Recency, Frequency, and Monetary value. This technique is used to analyse customer behaviour using that three aforementioned metrics. Defined, Recency is a measure of how long it has been since a customer last placed an order with the company; Frequency is a measure of how often a customer orders from the company in a certain defined period; and Monetary value is the amount that a customer spends on an average transaction.
For DMC:
Recency:
1. Customer Visit.
Frequency:
1. Customer Transactions.
Monetary:
1. Income per customer.
2. Cost per customer service.
3. Revenue per customer.
Using this customer data will help management and core departments (service, parts, sales) to make decisions and predict future customers’ behaviour.

هذه المقولة السائدة فى هذا المجال تقول اذا ارادت المؤسسة ان تدير عملائها يجب عليها التعرف على قياس القيمة التى يضيفها كل عميل اليها.
والعملاء هم القلب النابض لشركة دال للسيارات , لذلك قياس قيمة العميل هى عملية ضرورية للشركة , ليس فقط لزيادة رضاء العميل بل من اجل ادارة ناجحة لعلاقة العملاء, والتى تسمح بدورها فى زيادة الايرادات على مستوى الاستثمار فى مجال التسويق فى حالة ندرة الموارد.
وترتكز رؤية شركة دال للسيارات على رضاء العميل وذلك عبر تطبيق معايير الجودة وادخال التحسينات المستمرة.
ومنذ العام 2014 عملت وحدة ادارة علاقات العملاء على التأكيد والحفاظ على رضاء العميل وولاءه للشركة بغرض خلق علاقة قوية ودائمة مع عملاء شركة دال للسيارات وذلك خلال الاصغاء لأراء ومقترحات العميل بأستخدام مقاييس مثبتة علميا . هذا وقد كان العام 2016 هو بمثابة موسم الحصاد بالنسبة لأدارة ضمان الجودة.
ويضطلع الفريق الرئيسى للعمليات التجارية التابع لأدارة ضمان الجودة على المهمة الاتية .
عمل الفريق خلال عام 2016 دون كلل او ملل لتحقيق رؤية شركة دال للسيارات على ارض الواقع . واحد المشاريع المهمة التى تم انجازها فى هذا العام كان مشروع تطوير تقرير (الذكاء التجارى) الذى يقوم بقياس مقاييس نشاط العملاء و استراتيجيات اختيارالعملاء المشهورين.
وتشمل مزايا هذا التقرير على الاتى :
1. تحديد القيمة المضافة لأى عميل
2. التعرف على العملاء النشطاء لشركة دال للسيارات
3. خلق استراتيجية استبقاء العملاء
4. خلق برنامج ولاء العملاء
5. خلق امتيازات للعملاء المهمين
اليكم مثال لأحد اهم المقاييس التى نستخدمها :
طريقة الحداثة والتردد والقيمة النقدية , وهى طريقة تستخدم لتحليل سلوك العميل وذلك بأستخدام المقاييس الثلاتة المذكورة انفا . وتعرف الحداثة بقياس الفترة الزمنية التى استغرقها العميل منذ اخر مرة قدم فيها طلبه للشركة . و التردد هو قياس عدد المرات التى طلب فيها العميل خدمة من الشركة فى فترة زمنية معينة , اما القيمة النقدية فهي المبلغ الذي ينفقه العميل على متوسط المعاملة.
اما بالنسبة لشركة دال للسيارات
فالحداثة هى :
1. زيارة العميل
والتردد يعنى :
1. معاملات العميل
اما القيمة النقدية :
1. الدخل الناتج من كل عميل
2. تكلفة خدمة كل عميل
3. الايرادات الناتجة عن كل عميل.
وأستخدام هذه البيانات الخاصة بالعملاء سيساعد الادارة الاقسام الرئيسية مثل (الخدمات وقطع الغيار والمبيعات) على اتخاذ القرارات الصائبة وتوقع سلوك العميل فى المستقبل .
